Role overview
Provide expert assistance to customers using SaaS products and help them gain value from their software.
The role combines customer service, technical problem-solving, case management, documentation, escalation, and customer experience improvement.
This is a remote-first position based in Canada with scheduled late-shift coverage.
Accountabilities
- Provide technical support through phone, chat, and email for product usage questions, how-to requests, and technical concerns.
- Investigate issues by gathering information, identifying root causes, troubleshooting systematically, and providing resolutions or next steps.
- Manage support cases from initial contact through resolution, including prioritization, follow-up, communication, and closure.
- Document customer concerns, troubleshooting steps, relevant details, and outcomes accurately.
- Escalate defects, outages, and complex issues through established processes with sufficient context for internal teams.
- Use knowledge resources and contribute feedback and documentation to improve support consistency and reduce recurring issues.
- Participate in product, process, and tool training and follow customer verification, privacy, data security, and support principles.
